When budgets tighten, leaders who speak only about satisfaction lose arguments with colleagues who speak in shillings and margins. Understanding the financial side of service lets managers protect the investments that keep customers, and cut the waste that does not.
This programme builds the financial toolkit that a customer service or experience leader needs. Participants begin with how service costs behave, separating fixed and variable cost, channel cost and the hidden cost of failure demand. They learn to prepare and manage departmental budgets, forecast volumes and staffing, and explain variances. The middle sessions connect experience to value through retention, churn, lifetime value, upselling and referral effects. The final sessions teach investment appraisal and business case writing for service improvements, plus the design of balanced performance reports that tie operational and experience measures to financial outcomes.
The approach uses spreadsheets and simulated company data. Delegates calculate, challenge and present, and finish with a ready-to-use model and a draft business case from their own organisation.
