Customer Experience Training

Customers rarely leave over a single mistake; they leave after a string of small frustrations that nobody in the organization sees end to end. Fixing that requires looking at the business from the outside in. You begin by mapping end-to-end journeys across branches, call centres, websites, apps and social channels, identifying moments of truth and pain points. Root cause sessions use complaint data, process walkthroughs and tools such as fishbone diagrams and the five whys to explain recurring service failures rather than patching symptoms.

Measurement takes centre stage next, comparing Net Promoter Score, customer satisfaction and Customer Effort Score, when to use each and how to turn survey feedback into action. You then design service recovery procedures for common complaint scenarios, with empowerment rules, response standards and follow-up. Participants usually include customer service managers, CX and marketing staff, branch and contact centre supervisors, and operations leads in banking, telecoms, retail, hospitality and the public sector. Afterwards you can present a journey map, a measurement plan and a recovery playbook for your own customer base.

About this course

Customer experience work often stalls at the survey stage, generating scores nobody acts on. This course starts from the customer journey itself, teaching participants to map touchpoints, identify moments of friction, and connect those moments to root causes in process, policy or people.

From there, the programme covers measurement frameworks such as NPS, CSAT and Customer Effort Score, service recovery techniques, and the internal alignment work needed to keep experience improvements from being undone by the next reorganisation. Practical exercises use realistic service scenarios throughout.

Throughout the programme, participants work through realistic scenarios drawn from public sector institutions, private enterprises, development organizations, and regulated professional environments, examining how customer experience is applied in practice and where it most often breaks down. Delegates will develop practical skill in designing appropriate frameworks, selecting and applying the right tools for customer experience as a discipline, interpreting findings, and communicating conclusions clearly to colleagues, management and external stakeholders. Sessions move deliberately from principles to application, so that each technique introduced is practised against a realistic problem before the programme moves on — strengthening both individual effectiveness and the wider capability of the organizations delegates return to.
